Auditor's Perspective: Responsible Operations and Service-Level Management
Service Level Agreements define service expectations and establish accountability between the service provider and the client. The service level agreement provides baseline metrics for expected performance, whereas KPIs provide data on the operational efficiency of the provider at meeting those expectations. Service Level Agreements address key business needs to protect the organization from financial loss. Ajelix.com identifies the important role of KPIs in “identifying bottlenecks, eliminating waste, maximizing the performance of your equipment, workforce, and processes, discovering actionable strategies to optimize your production flow, minimizing downtime, and driving your operation towards peak performance” (Raza, 2019). It suggests that effectively leveraging KPIs can transform an organization’s operational efficiency and move the organization towards success. The auditor would request to review the SLA agreements, KPI reports, and operational performance data to verify that the organization is meeting its objectives and adhering to ISO/IEC 20000 IT service management system best practices.
Amazon CloudWatch provides a useful service to define and monitor metrics that represent your KPIs. The AWS White Paper for Operational Excellence recommends designing key performance indicators based on business outcomes, customer outcomes and operations success. This could include KPIs for new features delivered, customer support cases, successful deployments, failed deployments, mean time to detect an incident (MTTD), and mean time to recover (MTTR) from an incident (AWS Well-Architected Framework, 2020). All AWS services produce metrics data automatically based off of your workload in AWS Cloudwatch that help diagnose problems about the health of the operational environment. AWS Cloudwatch customers show impressive track records with businesses such as Sonar, Solaris, JPMorgan Chase & Co, and GoDaddy (AWS CloudWatch Customer Testimonials, 2024). Sonar describes the success of Amazon CloudWatch: “Amazon CloudWatch Metrics provides a rich, comprehensive set of metrics out of the box for all AWS services. What's most important to us, the SonarCloud SRE squad, however, is measuring and monitoring how our services perform from a functional standpoint, since this is what SonarCloud's users perceive” (AWS CloudWatch Customer Testimonials, 2024).
KPIs should be Specific, Measurable, Achievable, Relevant, and Time-bound (SMART). They should provide insight into a key area of the business without adding too many or too few KPIs to make informed decisions to improve operations. 33 Inventory Management KPIs and Metrics for 2022 names 33 important Inventory Management KPIs (Luther, 2022). From that list, the top three I would implement are Inventory Turnover Rate, Accuracy of Forecast Demand, and Backorder Rate. These important metrics show the frequency of replaced inventory, allowing an organization to effectively manage costs, ensures inventory frequency matches market demand to improve supply chain efficiency, and shows that the inventory frequency meets customer needs. Additionally, I would follow Ajelix’s best practices to monitor “Overall Equipment Effectiveness (OEE), First-Pass Yield (FPY), Throughput, Defect Rate, Customer Return Rate (CRR), On-Time Delivery (OTD), Lead Time, Cost per Unit, Overhead Cost Ratio” (Agnese, 2024).
Effective service-level management involves setting clear expectations through SLAs and monitoring performance using KPIs. Tools such as Amazon CloudWatch provide valuable insights to help maintain operational efficiency. As an auditor, reviewing these agreements and metrics ensures organizations adhere to best practices and meet their business objectives. By regularly monitoring and updating the KPIs, organizations address key areas and continue to evolve with business needs.
